The Challenge
A large, geographically dispersed organisation recognised that customer experience was inconsistent across locations. Frontline employees understood service principles intellectually but didn't translate them consistently into daily behaviours. The organisation needed a behaviour-change approach that would shift mindsets and embed service-centric thinking across all roles, without disrupting operations.
Our Approach
We designed a phased behaviour-change programme using an immersive, peer-learning approach. Initial digital engagement built awareness of customer service priorities. Facilitated workshops enabled teams to explore real scenarios and develop practical skills for customer-centric decision-making. Extended reinforcement through ongoing team conversations sustained behaviour change over time. The design emphasised that behaviour change requires repeated practice and organisational accountability, not one-time training.
